Research & Innovation
Exploring what customers are really experiencingWhy We Research
Customer experience is often measured through surveys, satisfaction scores, journey maps, reviews, and behavioral data. These tools are valuable, but they do not always explain the full experience.
They may show that a customer abandoned a process, contacted support repeatedly, left a negative review, or decided not to return. What they do not always reveal is why the experience created friction for that particular person.
At Signal & Journey, we explore the relationship between customers, service environments, technology, business policies, employee interactions, and operational decisions.
Our goal is to help organizations move beyond simply measuring customer reactions. We want to better understand the conditions producing those reactions and identify practical ways to improve the experience.
We approach innovation as an ongoing process of asking better questions, testing ideas, listening to customers, and connecting customer feedback with the systems and decisions behind the experience.
What Guides Our Work
Start with the customer’s reality
We look beyond how an experience was intended to work and examine how customers actually encounter it in real life.
Connect feedback with operations
Customer complaints and behavior are often signals of deeper issues involving policies, processes, technology, communication, staffing, or service design.
Innovate responsibly
We believe customer intelligence and artificial intelligence should improve clarity, access, choice, and service, not manipulate customers or remove their control.
Our Research Approach
Our research begins with a simple question:
What is the customer really experiencing?
We combine customer feedback, interviews, field observations, journey analysis, behavioral evidence, operational data, and responsible uses of artificial intelligence to investigate that question.
We examine both sides of the experience. On one side are the customer’s needs, expectations, circumstances, capabilities, and behaviors. On the other are the organization’s policies, processes, technology, communication, employees, and service environments.
By studying the relationship between those two sides, we can identify where an experience supports the customer and where it creates unnecessary effort, confusion, exclusion, or frustration.
Our work may result in a white paper, research article, original framework, case study, field report, pilot program, or practical tool that organizations can apply to real customer-experience challenges.

White Papers
The Experience Continuity Chain™
Why Customer Experience Begins Before Day One
Organizations often treat employee experience and customer experience as separate disciplines. Customers, however, experience the consequences of both.
This white paper introduces the Experience Continuity Chain™, a Signal & Journey framework showing how hiring signals, candidate experience, workplace expectations, onboarding, employee enablement, and engagement can shape service behavior, customer trust, loyalty, and business performance.
Grounded in peer-reviewed research on the service-profit chain, candidate experience, psychological contracts, employee engagement, and customer outcomes, the paper explores why customer experience begins long before an employee serves their first customer.
The paper also provides a practical measurement framework and 90-day roadmap organizations can use to connect employee and customer data, identify upstream experience gaps, and test targeted improvements.
Beyond Customer Satisfaction
Introducing Customer-Experience Compatibility Intelligence
Why can two customers go through the same experience and leave with completely different perceptions?
This white paper introduces Customer-Experience Compatibility Intelligence, an emerging approach for evaluating how well an experience aligns with a customer’s needs, expectations, preferences, capabilities, and circumstances.
It also explores how the patent-pending CIBECOS™ framework could help organizations identify compatibility gaps, understand customer friction, support responsible personalization, and design more responsive physical, digital, and service environments.
